A hotel CRM (Customer Relationship Management) is software that stores guest profiles, preferences, communication history, and stay records across multiple visits. Unlike a PMS — which is reservation- and operations-focused — a CRM is guest-focused and persists data across stays.

The PMS holds reservation-shaped data: this guest, this stay, this room. A CRM holds guest-shaped data: this person across all stays, channels, preferences, and interactions. The line between them blurs in modern cloud-native PMSes that include lightweight CRM features. But the CRM-specific job — segmentation for marketing, repeat-guest recognition, lifecycle automation — is usually better served by a dedicated tool or a dedicated module. The economics work for any hotel doing meaningful repeat business (loyalty programs, regular corporate guests, leisure repeats).

Why it matters

Hotels routinely lose repeat-guest recognition because the PMS treats each booking as standalone. A CRM identifies returning guests, surfaces preferences (room type, dietary needs, prior special requests) before arrival, and makes the staff look thoughtful. The compounding effect on repeat-direct booking is significant.

Below 20 rooms, the PMS plus disciplined notes usually suffices. Between 20 and 100, a CRM starts paying back through repeat-guest recognition. Above 100, it is table stakes for serious revenue management.
